Law firm intake: answer every new client before they call the next firm

Someone with a legal problem rarely calls one firm. They're worried, they want an answer today, and they phone or message three firms in a row. Often, they instruct the firm that calls back first and sounds like it has things in hand.

That makes your intake process part of your service, before you've done any legal work. Here are the four places firms lose clients at the start, and what a simple system does at each one.

1. First contact

A new enquiry arrives during a consultation, after hours or over a weekend, and it waits. By the time someone calls back, the client has spoken to another firm.

The fix: every enquiry gets an immediate, professional acknowledgement by email or WhatsApp, confirming it's been received and when someone will call. The matter lands in your CRM and the right person is alerted. Same-day call-backs become the norm, not the exception.

2. Intake

The same questions get typed out on every call: who's involved, what happened, when, and what the client wants. Details get lost between the phone call and the file.

The fix: a smart intake form that captures the matter in the client's own words before the first consultation, with the right questions for each practice area. Your attorney walks into the consultation prepared, and conflict checks can start sooner.

3. FICA documents

ID copies and proofs of address get chased one email at a time, while the matter waits.

The fix: automatic document requests with a secure upload link, and polite reminders that stop the moment everything is in. Your team sees what's outstanding at a glance.

4. Matter updates

Clients who hear nothing assume nothing is happening. They phone to ask, which pulls someone off the work, and they're less likely to refer you.

The fix: automatic updates at each milestone, written once in plain language. Clients stay informed, the chase calls drop, and the relationship stays warm for the next matter and the referral.

A note on confidentiality

Legal work comes with obligations. Automated messages should confirm receipt, next steps and dates, never the substance of a client's matter. Keep sensitive details inside your secure systems, build consent and opt-outs into every client-facing flow from the start, and make sure your team knows which messages go out automatically. POPIA applies to all of it.

Do this week

  • Call your own firm after hours and hear what a new client hears.

  • List the questions your team asks on every first call. That's your intake form.

  • Count the active matters that had no client update in the last two weeks.
